Every customer service team needs knowledge: about products, delivery, returns, exceptions and the tone in which you talk to customers. Often that knowledge lives in people’s heads, loose documents and old emails. A knowledge base brings everything together in one place. That makes your customer service faster, more consistent and less dependent on one person.

Why a knowledge base makes the difference

  • Consistent answers. Everyone works from the same source, so a customer gets the same answer everywhere.
  • Faster onboarding. New agents find their own way instead of having to ask about everything.
  • Fewer mistakes. Current information prevents outdated delivery times or terms from being quoted.
  • The foundation for AI. An AI assistant is only as good as the information it has. Without a good knowledge base there is no reliable AI support.

Step 1: collect the questions that are actually asked

Do not start with a table of contents, but with your customer questions. Go through your inbox, chats and marketplace messages and note the topics that come up most often. That is your starting point.

Step 2: write answers, not manuals

A good knowledge base article answers one question, briefly and concretely. Start with the answer, then add the exceptions and steps. Also state what an agent may decide on their own and when they need to escalate.

Step 3: capture your policies and tone of voice

Besides facts, attitude matters too. Do you address customers formally or informally? How do you handle complaints? What goodwill gestures are possible? Write it down, so every agent communicates in your style.

Step 4: make someone the owner

A knowledge base goes out of date quickly. Appoint someone who is responsible for maintaining it, and agree that changes in policy, product range or delivery are processed immediately.

Step 5: let practice improve the knowledge base

Every question the knowledge base could not answer is a signal. Add the answer as soon as it is known. That way the knowledge base grows with what customers really want to know.

How we do it
